Intelligent case flow: Less effort with faster resolution

Case management in SAP ESM has proven to deliver the flexibility organizations need to model their shared service processes across the enterprise, coordinating complex workflows between automation and human action. The Q3 2026 enhancements to Case Flow reduce manual steps for both service representatives and administrators, allowing structured service processes to progress more naturally and more efficiently without unnecessary intervention.

Auto Complete Conditions for Input Steps in Case Flow

Input steps within a case flow allow service representatives to capture or update structured data in context without navigating away from the case. Until now, however, marking an input step as complete was always a manual action, even when the required conditions were clearly satisfied.

With this Q3 2026 release, administrators can now define conditions under which an input step will automatically mark itself as complete. When those conditions are met, for example, when specific field values have been set or when a case reaches a particular status, the system evaluates the configured logic and completes the step without requiring a service representative to take action.

Why it matters:

  • High-volume, structured processes benefit most. Think onboarding workflows, procurement inquiries, or HR case handling where multiple input steps follow predictable completion patterns.
  • Service representatives can focus on the steps that genuinely require their judgment, rather than clicking through steps the system can already identify as complete.
  • Administrators retain full control over when auto-completion applies, using the same familiar condition builder available throughout the Case Designer.

Auto Trigger for Case Approval Step

Approval steps in SAP ESM case flows are a critical governance mechanism, ensuring that key decisions are reviewed by the right people before a case proceeds. However, a common source of delay in approval-heavy workflows is simply that service representatives forget, or are too busy, to manually submit the approval request.

This enhancement allows administrators to configure an approval step to auto-submit as soon as its preconditions are met. Once the case reaches the configured state and all entry conditions are satisfied, the approval request is triggered automatically, without service representative intervention.

Why it matters:

  • Eliminates a common bottleneck in approval-gated workflows, particularly in financial shared services and compliance-driven processes where timely approvals are essential.
  • Works alongside existing precondition configuration, giving administrators precise control over when auto-submission is appropriate.
  • Approvers still receive requests and must act. This feature automates the submission, not the decision itself.

Accelerate Financial Service Delivery with Contract Accounts

For organizations delivering financial shared services, whether handling billing inquiries, payment disputes, collection workloads, or contract account management, having complete financial context within the service case is not a nice-to-have; it is essential. The Q3 2026 release introduces a deeply integrated Contract Account View, connecting SAP ESM directly to SAP Cloud ERP FI-CA financial data and bringing it into the agent's hands without the need to switch systems.

Contract Account View: Financial Documents, Invoices, Payments, and Collections

Service representatives working on financial inquiries can now see a complete picture of the customer's financial position right from the ESM agent desktop, without navigating to SAP Cloud ERP transaction screens. These include:

Financial Documents and Open Items: All FI-CA transactions for the past 365 days (configurable) are displayed, aggregated by document number.

Invoices: The last 12 months of invoices, billing documents, and billing plans are available, each with a direct link to the PDF printout.

Payments: All payment documents posted in the last 365 days are visible with real-time, color-coded status tags.

Collections: The full collections history from SAP Cloud ERP FI-CA is surfaced directly in ESM, covering dunning records, returns, and write-offs.

Contract Account View: Payment Arrangements, Locks, and Correspondence

Beyond raw financial data, the Contract Account View also provides service representatives with the context needed to understand active agreements, account restrictions, and prior correspondence, all without leaving the service agent desktop.

Payment Arrangements: All Promise to Pay agreements and Installment Plans for the contract account are visible in either card or table format.

Locks: Active and expired locks applied to the contract account are displayed, including lock type, reason, and date range.

Correspondences and Bank Data: Complete correspondence history, key attributes, and bank data, available in a dedicated tab.

This provides service representatives with a comprehensive financial picture in one place.

Elevating the self-service experience

The self-service application is how employees experience enterprise service management directly. Two Q3 2026 enhancements give administrators more precise control over what employees see and how they interact with their cases, resulting in a cleaner, more focused experience and fewer unnecessary support contacts.

Controlled Case Visibility in List View

In organizations where SAP ESM supports multiple lines of business, not every case type is intended for employee self-service visibility. With this Q3 2026 update, a new attribute has been added to the case type configuration to specify self-service relevance. Only cases belonging to case types that have been marked as self-service relevant in Case Type Configuration will appear in the employee's list. Cases associated with internal, service representative-only, or back-office case types will not be visible in the self-service interface.

Why it matters:

  • Employees see only the cases that are relevant and actionable for them, reducing confusion and erroneous selection.
  • Administrators gain precise control over the self-service experience, aligning what employees see with the organization's service delivery model.
  • This is particularly valuable for organizations running ESM across multiple functions such as HR, Finance, IT, and Procurement, where different case types serve very different audiences.

Enhanced Case Communication History

Understanding the full history of a case, including who said what, when, and through which channel, is fundamental to the self-service experience. Before this release, timeline events and case conversations were combined in a single Conversations tab, which made it harder to quickly locate a particular event or communication.

This enhancement restructures how case history is presented in the self-service interface, making it easier to locate specific events and communications, reducing inquiries back to the service representative and improving resolution times.

Why it matters:

  • A dedicated Timeline tab now presents all case events in chronological order, including status changes, assignments, workflow transitions, and other system-level activities, giving employees a clear audit trail of everything that has happened on their case.
  • The Conversations tab has been refined to focus on actual communications. A new Past Conversations section surfaces all non-internal notes, providing employees with a clear record of the dialogue between them and the service team.
  • Internal notes intended only for service representatives remain hidden from the employee-facing view, ensuring operational transparency is maintained without exposing confidential service team communications.

Preview: Autonomous Assistants

One of the most exciting themes at SAP SAPPHIRE and SAP Connect was the emergence of autonomous, AI-led assistants within SAP ESM. These are not incremental improvements to existing features; they represent a fundamentally different way of working, where Joule Work takes on complex, multi-step service and finance tasks with contextual intelligence and minimal human intervention. We are pleased to share an early look at two assistants currently progressing through Early Adopter Care, with general availability coming soon.

Recurring Receivables Assistant

Managing recurring revenue operations at scale is complex. Collections specialists, invoicing teams, subscription managers, and accounts receivable clerks each work within their own slice of a highly interconnected process, and when an exception occurs, resolving it typically requires manual coordination across multiple systems and stakeholders.

The Recurring Receivables Assistant coordinates execution across subscription orders and contracts, invoices, disputes, payments, and collections. The assistant helps teams prioritize collections, manage subscription contract changes, correct invoices, and resolve customer disputes and payments across multiple applications and solutions with clearer issue context and faster customer communication.

The assistant supports the core business stages across the receivables lifecycle:

  • Prioritize: Surfaces high-impact accounts, explains risk drivers, and recommends the next-best collection action, so collections specialists focus effort where it matters most.
  • Prevent: Detects invoice rejection risk before downstream impact occurs, identifies likely root causes, and recommends corrections, reducing exceptions before they slow collections.
  • Correct: Identifies contract data issues, validates corrections, simulates billing impact, and guides subscription specialists through the update, unblocking invoice and payment flow.
  • Resolve: Investigates payment exceptions and unmatched payments, connects invoice and contract context, and guides AR clerks through resolution, closing issues with less manual investigation.

Case Management Assistant

Every service representative manages cases, but the experience of working through a complex, multi-step case, coordinating with customers, extracting information from attachments, triggering backend processes, and knowing what to do next, can still be demanding and time-consuming. The Case Management Assistant is designed to change that.

Available as a standalone starting point for a service interaction or embedded directly in the SAP ESM agent desktop, the Case Management Assistant is a Joule-powered AI agent that works alongside service representatives throughout the full case lifecycle.

Key dimensions of the assistant's capability include:

  • Contextual guidance: The assistant understands where a case is in its workflow and surfaces relevant next steps, so service representatives spend less time figuring out what to do and more time doing it.
  • Document and entity extraction: Attachments, emails, and case descriptions are automatically analyzed to extract key information, reducing manual data entry and improving case accuracy from the outset.
  • Communication assistance: Service representatives receive assistance drafting and refining customer communications within the case, ensuring timely and consistent responses that reflect the service organization's standards.
  • Connected process execution: The assistant can trigger actions in connected SAP systems, such as SAP Cloud ERP, directly from the case context, without requiring service representatives to navigate to separate applications.

Early adopter customers are actively engaged, already reporting measurable reductions in service representative effort.  Stay tuned for the general availability announcement, coming soon.
